Chatbot vs Live Chat: Which Does Your Website Need?
If you're adding chat to your website, you'll soon face the question: chatbot or live chat? A chatbot answers instantly and never sleeps. A person understands nuance and can fix things. The good news is that you don't have to choose one forever. Here's how they compare, and how to combine them.
The short answer
- Choose live chat if you have a few people who can answer during business hours, your questions are varied or high-value (sales, complex products), or your customers expect a human.
- Add an AI chatbot if you get the same questions over and over, you get chats outside working hours, or your team can't keep up at busy times.
- Most small teams do best with both: the AI answers common questions instantly and hands everything else to a person.
What's the difference?
Live chat connects a website visitor with a real person on your team. The agent sees the message (with sneak peek, even before it's sent), replies, and can transfer the chat, start a call or turn it into a ticket.
A chatbot replies automatically. Older chatbots follow a script of buttons and keywords. Modern AI chatbots read your help articles and write answers in plain language, which makes them far more useful but also raises a fair question: can you trust what they say?
Side-by-side comparison
| Live chat | AI chatbot | |
|---|---|---|
| Speed | Seconds to minutes, depending on staffing | Instant, 24/7 |
| Cost | Agent time | AI usage; cheap per conversation |
| Accuracy | High, if the agent knows the answer | High only if it answers from your own articles |
| Handles complex issues | Yes | Hands them to a person |
| Can take action (refunds, account changes) | Yes | No, and it shouldn't |
| Builds relationships and sells | Very well | Somewhat |
| Scales at busy times | Only with more people | Easily |
Where chatbots win
- Repetitive questions. Opening hours, delivery times, return policies and "how do I reset my password" make up a big share of most teams' chats. A chatbot answers them in a second.
- Out-of-hours chats. A visitor at 2 a.m. gets an answer instead of an offline form.
- Busy spikes. During a sale or an outage, the bot absorbs the simple questions so your team can focus on the rest.
Where live chat wins
- Anything that needs judgment. An upset customer, an unusual request, a sales conversation where the right answer depends on their situation.
- Anything that needs doing. Changing an order, issuing a refund or fixing an account needs a person with access.
- Trust. Some customers just want a human, and a good support tool lets them ask for one at any time.
The risk with chatbots: making things up
The biggest problem with AI chatbots is that a general-purpose AI will confidently invent prices, policies or features if you let it. The fix is to make it answer only from your own help articles, to show which article it used, and to say "I'm not sure, let me get someone" when the articles don't cover the question. We cover how to set that up in how to add an AI chatbot that doesn't make things up.
That also means a chatbot is only as good as your help center. If you don't have one yet, start with our guide on building a knowledge base customers actually use.
The best of both: AI first, people when it matters
A setup that works for most small teams:
- The AI answers every new chat first, or only at night, at weekends and when no agent is free.
- It hands over automatically when the visitor asks for a person, sounds upset, or needs something done on their account.
- The agent sees the whole conversation, so the customer never has to repeat themselves.
- You review the gaps. Questions the AI couldn't answer become new help articles, so next time it can.
The result: instant answers for the easy questions, and more time for your team to spend on the hard ones.
How to decide in five minutes
Look at your last 50 conversations and sort them into "a help article could answer this" and "a person needed to handle this". If more than a third are in the first group, an AI chatbot will save you real time. If almost everything needs a person, invest in live chat best practices and faster replies first.
